Multilingual phone and message handling for hotels
Updated: · 6 min read · Xaly Editorial Team
Hotels handle guests in many languages by making sure that, whatever channel or language a guest uses, they reach the same accurate information. That starts with writing down the hotel’s details (room types, cancellation terms, transfers, facilities) and keeping them current, then bringing phone and messaging channels into one place and deciding which languages to support. Routine questions are answered automatically or from prepared content, while booking changes, complaints and special requests go to reception or the reservations team.
Which channels and languages do hotel enquiries come in?
Hotel guests no longer just phone. On the same day one guest asks about an airport transfer on WhatsApp, another requests room photos on Instagram and a third emails for a group rate. International guests write in their own language and expect a reply in it.
The trouble is that these channels sit with different people on different devices. The reception phone, the sales team’s inbox and the agency running social media cannot see each other. A guest who asks the same question on two channels may get two different answers, or none.
What should a hotel prepare before offering multilingual support?
Language support only helps when it carries correct information. Telling a guest the wrong cancellation policy in their own language is worse than not replying. So the first job is to gather answers to the questions guests ask often into one source.
Decide early which languages you will cover. Look at your guest mix: which countries do most guests come from, and in which languages do enquiries arrive? For details that change often, such as rates and offers, keeping one master text and deriving the other languages from it prevents contradictions between versions.
- Check-in and check-out times, early arrival and late departure terms
- Room types, capacity and amenities
- Cancellation, change and prepayment terms
- Airport transfers, parking and getting there
- Breakfast, restaurant, spa and pool hours
- Pet, child and accessibility policies
How should foreign guests be answered on the phone?
The classic answer is a keypad menu along the lines of “press 2 for English”. That works for a few languages, but a guest who speaks one that is not on the menu is still stuck. And after the menu, the staff member who picks up has to actually speak that language, which is not always possible on the night shift.
AI voice agents offer another route: they reply in whatever language the guest speaks. They answer routine questions from the hotel’s information, note the request and transfer the call to reception or reservations when needed. Passing on a summary of what the guest wants during the transfer saves staff from asking the same questions again.
Why bring WhatsApp, Instagram and email into one inbox?
A single inbox lets the team see who is answering which guest. Conversations do not get lost at shift change; the morning team carries on from where the night shift stopped. If a guest’s earlier messages and calls show on the same card, nobody needs to ask them the same questions again.
A shared inbox also makes an automatic first reply possible. A late-night “What time does the pool open?” can be answered from the hotel’s written information without waiting for morning. Where the information is missing or a decision is needed, the message is left for the team and the guest is told when to expect a reply.
Which requests should always go to a member of staff?
Drawing the line for automation at the start is the safest way to protect the guest experience. Information that is the same for every guest can be answered automatically; anything that depends on the individual or needs payment or authority should stay with people.
Night hours need their own transfer rule. If there is one person on the night desk, non-urgent requests should be logged for the morning team, while urgent matters go straight to the duty manager.
- Booking changes, cancellations and refunds
- Complaints and faults during the stay
- Group, wedding and meeting enquiries
- Payments, invoices and anything involving card details
- Health, safety or emergencies
- A guest clearly asking to speak to a person
How does Xaly support multilingual guest handling?
In the Xaly inbox, the hotel’s WhatsApp, Instagram, Facebook Messenger, Telegram, email and website chat channels come together on one screen. The AI assistant replies to guests from the information the hotel uploads; when it does not know the answer or the topic is sensitive, it hands the conversation to your team, who continue in the same inbox. A guest’s messages across channels and their call history appear on one card.
On the phone, the Xaly assistant speaks 27 languages; it greets callers in the language of their number’s country code and switches to whatever language the guest speaks. When a request is outside its remit or the guest asks for a person, it transfers the call to the people you choose, and the person receiving it first hears a short summary and accepts or declines with a keypress. Working hours, public holiday rules, sequential or simultaneous ringing and hold music are set in the panel.
How do you know multilingual handling is working?
Reviewing transcripts and messages regularly in the first weeks quickly shows what information is missing. As questions guests could not get answered are added to the knowledge source, the number of routine questions passed to the team falls too.
- Enquiries by channel and language
- Requests answered automatically versus handed to the team
- Time to first reply
- Unanswered calls and messages
- Guest review comments about communication
Frequently asked questions
Where should a small hotel start with multilingual support?
Start by preparing answers to common questions in the few languages most of your guests speak. Then bring your messaging channels into one place and switch on an automatic first reply; this helps cover nights and busy periods without extra staff.
Can an AI assistant take hotel bookings?
That depends on whether it is connected to the hotel’s booking system. Without that connection, the right approach is for the assistant to collect dates, number of guests and contact details and pass the request to the reservations team, who confirm price and availability.
What if a guest switches language during a call?
The Xaly assistant switches to whatever language the guest speaks. The greeting follows the country code of the number, but the conversation follows the guest.
Can we connect the hotel’s existing WhatsApp number?
In Xaly, WhatsApp can be connected through the official business account or with your own number via QR code. With the QR route, the risk of the number being restricted is yours and is explicitly accepted during setup.
Can it be used for messages only, without a phone line?
Yes. Xaly’s chat-only plans cover messaging channels and need no phone line.
